# Difficult customer conversations
Anger in support is usually about the impact of the problem rather than
about the agent, but it arrives pointed at the agent. Handling it means
addressing the impact directly while staying honest about what can and
cannot be done.
## Method
1. **Acknowledge the impact before the detail.** Naming what it cost
them, specifically, defuses more than any apology formula, because it
proves you understood.
2. **Do not mirror the escalation.** Matching intensity guarantees
escalation; a steady, specific tone gives the conversation somewhere
to go (see difficult-emails).
3. **Be direct about what you cannot do.** Softening a refusal into
ambiguity prolongs the conflict and reads as evasion once understood.
4. **Offer the real options, including the unwelcome ones.** A refund, a
workaround, or an escalation with a date beats an open-ended we will
look into it.
5. **Separate the person from the behaviour.** Abuse is not something an
agent must absorb, and a clear policy for ending abusive contact
protects staff.
6. **Move channel when it will help.** A call resolves in minutes what
an email thread inflames over days, particularly where tone is being
misread.
7. **Document factually.** Notes that record what happened rather than
characterising the customer stay useful and defensible.
## Boundaries
De-escalation techniques do not make an unreasonable demand reasonable,
and some conversations end without agreement. Agents need authority to
resolve or the conversation stalls regardless of skill. Repeated
distress is a wellbeing matter for the team, not a training gap.
